Product faults, data problems, an unhappy customer whose complaint spreads online, a mistake by a member of staff. Most businesses will face a moment when the story is moving faster than they are. What happens next depends largely on what was prepared before.

Prepare when things are calm

A basic plan fits on a page: who decides what is said, who speaks for the business, how to reach key people out of hours, and which customers, partners or regulators need to hear first. Add a few holding statements for the most likely scenarios. It takes an afternoon and can save days of confusion.

Establish the facts first

The first instinct in a crisis is to say something immediately. The second should be to make sure it is accurate. Find out what happened, who is affected and what is already being done. Statements that later need correcting do more damage than a short delay.

Speak early and plainly

Once you know enough to be accurate, say so clearly. Acknowledge the problem, explain what you are doing about it and say when you will update people next. Avoid jargon and legal language where you can. People respond to clarity and to a sense that someone is in charge.

Lead with the people affected

If customers, employees or the public have been affected, start with them. Explain what they should do, where to get help and how the business will put things right. Empathy is not a tone of voice; it is putting the people affected at the centre of your response.

Communication is not a substitute for action

No statement can fix an operational problem. The most effective crisis communication describes real action: a product withdrawn, a process changed, a customer compensated. If the action is not there, the words will not hold.

Review and learn

When the moment has passed, look back honestly at what happened, what worked and what did not. Update the plan. Businesses that treat a difficult episode as a lesson often come out of it with more trust than they had before.
